Design principle

Automation does not remove people. It reserves their attention for the moments that genuinely require judgement.

#AI owns the support workflow

After Customer Service is enabled, AI listens for buyer conversations assigned to the current device. When a message arrives, it reads the conversation history and available order, refund, and aftersales context, then chooses the next action using the Shop's business instructions.

For product questions, delivery checks, and clearly defined cancellation or return requests, AI can reply to the buyer directly. Operators do not need to generate or approve every message. They use the conversation inbox to observe the operation, disable AI for a specific conversation when necessary, or trigger an immediate run.

A complete run usually follows five steps: read the new message and business context, choose the next action, reply or act directly, escalate when necessary, then consume the human decision and continue in the same conversation.

#Automated reply means more than drafting text

AI understands the issue, queries context, chooses tools, sends replies, and advances follow-up work. Shop run configuration, tool permissions, and business instructions together constrain what it can execute automatically.

When the rule is clear and risk is controlled, AI completes the work. When information is missing, it asks the buyer for what it needs. When a decision exceeds its authority, it packages the question and creates an escalation. See Configure AI Customer Service for setup details.

#Decisions that should remain human

The automation boundary is not whether AI can write a plausible response. It is whether the underlying business decision requires merchant authorization. When a request involves an out-of-policy refund, reshipment, compensation, or another judgement call, AI should create an escalation instead of making an irreversible decision for the merchant.

An escalation retains the conversation, order context, reason for escalation, and information already gathered by AI. A manager can respond in two ways:

  • Interim guidance tells AI how to proceed for now while keeping the escalation open for a later outcome.
  • Final decision confirms that the business decision has been made. AI receives it and continues the conversation.

Human review therefore sits at the decision layer, not in front of every message. The team retains control over refunds, reshipments, compensation, and other important decisions while AI carries the repetitive communication workload.

#How one escalation completes

A buyer may begin with a routine delivery question that AI can answer directly. The buyer then reports a lost parcel and asks for a replacement. Whether to reship is a merchant decision, so AI packages the issue and escalates it to the responsible person.

The manager should not need to reconstruct the entire conversation before acting. The escalation states what needs to be decided and includes the relevant context. After the manager approves a reshipment, rejects it, or provides another resolution, AI returns to the original conversation and explains the result in a consistent voice.

“Replied” and “escalation complete” are separate states. Sending a message to the buyer means the conversation has received a reply; an unresolved business decision can still remain open in the escalation queue.

#People can take over without becoming the default

From the conversation inbox, an operator can disable AI for one conversation, reply manually, generate a summary, or end the conversation. These controls handle exceptions; they do not place a person in front of every reply.

After the exception is resolved, AI can be enabled again for that conversation. Future buyer messages return to the automated workflow, and AI can create a new escalation if another authorization decision appears.

If a person has replied to the buyer but an escalation is still open, submit the final decision from escalation and human review. Buyer replies and business escalations are related but separate state tracks.

#Confirm three things before going live

  1. Customer Service is enabled for the Shop and bound to a Desktop device that stays online.
  2. Business instructions define the boundaries for refunds, returns, reshipments, and compensation.
  3. An escalation channel and recipient are configured and receive a test notification.

After launch, use Customer Service performance analysis to watch backlog, escalation resolution, and response trends, then refine the rules from real conversations.
